Integration vs orchestration: What’s the difference? 

Enterprise technology has spent years solving an integration problem. Connect the contact center to the CRM. Connect telephony to Microsoft Teams. Add WhatsApp. Connect another application. 

Each connection solves something. But adding connections does not necessarily make an organization simpler. 

A business can have dozens of successful integrations and still leave employees moving between applications, customer information scattered across systems and important context missing from the customer record. 

That is where the difference between integration and orchestration matters. 

What is integration? 

Integration creates a connection between systems so they can exchange information or functionality. A telephony platform might integrate with a customer relationship management system. A messaging service might connect to a service application. These connections are essential.   

The problem comes when individual integrations accumulate. Voice is handled in one place. Messaging in another. Customer information sits in CRM. Employees work in Teams. Conversations or recordings may sit somewhere else. 

Everything can be technically integrated while the employee and customer experience remains fragmented. 

What is orchestration? 

Orchestration coordinates what happens across systems, data and communications. Consider a customer phone call. Connecting that call to Microsoft Teams is integration. But the organization may also need to route it to the appropriate person, provide access to existing customer information, capture what happened and associate useful information from the conversation with the customer record. 

The question is no longer simply: “Can these systems connect?” 

It becomes: “What needs to happen from the moment this customer gets in touch?” 

That is an orchestration question. 

 Why does the difference matter? 

Adding another integration does not necessarily remove complexity. It can add to it. For employees, that can mean switching between applications and searching for previous customer context. For IT, it can mean another system and connection to manage. For the business, it can mean the customer record still does not contain a useful account of what happened. 

A customer conversation contains valuable information: what the customer wanted, what happened and what needs to happen next. 

But storing a conversation is not the same as creating useful information from it. 

The more important question is what happens to the information created during the interaction. Can it become part of the customer record? Can the next employee find it? Can other applications use it? 

Where does Solgari fit? 

Solgari brings customer communications into Microsoft Teams and Dynamics 365 and can write structured conversational information into Microsoft Dataverse. For voice calls, confirmed capabilities include transcription, AI-generated summarization and sentiment analysis. 

The significance is not simply that the conversation can be stored. Relevant information can become structured customer data within the Microsoft environment. 

Writing information to Dataverse is not itself unique to Solgari. Microsoft Dynamics 365 Contact Center also writes to Dataverse. The more useful question is what form the resulting record takes and what can be done with it afterwards. 

What about AI? 

This is where AI becomes relevant, but it is not the starting point. Microsoft Copilot and AI agents can only work with information available to them. If useful customer context is missing, adding AI does not recreate it. 

The sequence matters: simplify communications, consolidate customer information, make that information structured and usable, then allow AI to build on it. 

Integration therefore remains essential. But when evaluating customer communications technology, “Does it integrate?” should only be the first question. 

The better question is: “What does that integration allow us to orchestrate?” 

Because connecting technology is the beginning. The business value comes from what happens next.
